Thanks for the comment, Brian. And, if you look back all the way to letters to the editor, people are usually more inclined to respond when they are upset about something. I think the same is true today with social, and it's a lot easier to do it. It definitely takes care and finesse to respond in such a way that the complainer, and everyone else "listening," gets some kind of satisfaction.

Much as I hate to say it, also learn to recognize when you have picked up a troll. Social media empower consumers and companies that know how to use the feedback, but they are also inhabited by a minority of, shall we say, less than honest characters.

Number two is very true. You have to be careful how you engage people, and also be aware that many times if people take the time to comment it is because the have strong feelings - either positive or negative.
