re: 5 Steps To Superior Customer Experience
Doug,
Almost all of your points are very much on the mark. However, I do want to call out why it is a mistake for most organizations to jump into social media for service. I have no issues with using it for marketing purposes, but not service. Most organizations do not have the infrastructure, nor the processes and procedures to support even OK service in social media channels. And the proof is that social media isn't too different from existing channels where organizations are already failing. They need to first clean up their messes in current channels before they make a mess in the public commons.

The takeaway? Don't dream of exotic big-data opportunities until you've tackled the obvious opportunities to greet customers with consistency, simplicity, personalization and empowerment in retail, e-commerce, mobile and social interactions. Unfortunately that's easier said than done.
